Key Career Milestones Leading to SRG Role

Wow, it’s been an incredible journey. After earning my bachelor's in computing, I moved to Bogotá, Colombia, for my first role in retail with Falabella Group. There, I transformed marketing and sales data into dashboards and business presentations for decision-makers, sparking my passion for customer data. This led me to pursue a master's in digital marketing and CRM. During my master studies, I created Rubikey, a business model for data-driven decision-making, which won the "New Markets" prize at the Talent and Innovation Competition of the Americas 2011, organized by the OAS. Motivated by this success, I left my full-time job to launch Rubikey as a boutique digital marketing agency, working with clients across LATAM. After five years, I moved to Melbourne, where I returned to full-time work in retail, gaining local experience and building my network. I later joined SRG to lead the Group CRM & Loyalty function.

Aligning CRM Strategy with Brand Needs

We’ve established a group-level CRM & Loyalty strategy, which I call the trilogy—The Customer Lifecycle Framework, The CRM Martech Architecture, and The Loyalty Marketing Plan. However, we customize these elements to each brand’s unique identity, challenges, and customer base. For example, Spotlight caters to DIY enthusiasts, Anaconda inspires outdoor adventurers, and Harris Scarfe excels in Kitchen & Dining category. These brand characteristics shape their member clubs (VIP Club, Adventure Club, HS Friends) and guide tailored CRM & loyalty strategies, ensuring they align with each brand's distinct focus and priorities.

Impact of Loyalty Strategies on Relationships

I believe the ultimate goal of any loyalty strategy is to influence customer behavior. For instance, when dealing with inactive or low-spend customers, it is possible to reactivate them or drive incremental revenue by carefully crafting not only loyalty incentives but also the right channel, timing, audience, and content. This approach modifies the "unwanted" behavior, resulting in a win-win outcome where customers receive the transactional or emotional benefits they expect (or even those they do not anticipate).

Enhancing Customer Lifetime Value Profitably

Definitely, enhancing customer lifetime value (CLV) is essential for long-term business success and profitability. Some strategies that we as a group have implemented are:

• Personalized Customer Experience: Tailoring interactions based on customer preferences and behaviors. This includes personalized recommendations, targeted marketing, and customized communication.

• Quality Customer Service: Providing exceptional customer service has helped us to build trust and longterm relationships. Quick response times, effective problem resolution, and proactive support are key components.

• Product and Service Quality: Ensuring high quality in products and services leads to customer satisfaction and repeat purchases.

Key Metrics for CRM Campaign Success

One of my initial priorities upon joining SRG was to ensure the accuracy of customer data and reports. This involved designing the customer lifecycle stages (e.g. Acquisition, Conversion, Growth/Retention, Reactivation) we aimed to track and measure, followed by defining a set of KPIs and their definitions (e.g., Member, Member Subscribed, Member Engaged, Customer, Active Customer, Inactive Customer, and the corresponding rates: % Active Members, % Subscribed, % Engaged, etc.). This approach addresses the quantitative aspect of our strategy.

On the qualitative side, we consistently gather and act on customer feedback through customer care and store communication channels to ensure our products and services meet their needs. In addition, we conduct automated NPS surveys, and each brand undertakes market research at least once a year.

Optimizing Automated Customer Lifecycle Journeys

We have established a comprehensive set of KPIs, encompassing both financial and non-financial metrics, to track automated journeys and analyze their impact on customer behavior on a quarterly basis. We then present our learnings and findings to each brand, proposing optimizations through journey mapping to enhance specific KPIs or the overall customer experience (CX).

These optimizations may include refreshing email creatives, conducting A/B tests on new offers, email subject lines, content, or timing, modifying target audiences through automation rules review, or introducing new communication channels for cross-channel integration.

Emerging Trends Shaping CRM and Loyalty

AI-driven hyper-personalization and predictive analytics, omnichannel CRM orchestration, and non-financial incentives are shaping the future of CRM and loyalty. AI and machine learning are revolutionizing CRM by enabling personalized interactions, predictive insights, and automated customer service. These technologies help us better understand customer behavior and preferences, driving effective marketing and retention strategies. Omnichannel CRM ensures a seamless experience across various platforms (SMS, social media, email, web, mobile), placing the customer at the center for relevant, consistent interactions. Non-financial rewards also enhance loyalty programs, fostering stronger customer relationships and boosting overall loyalty.

Advice for Future CRM and Loyalty

Leaders Entering the CRM and Loyalty field can be incredibly rewarding, especially if you're passionate about building strong customer relationships and driving meaningful change. Here are some pieces of advice for aspiring leaders:

• Understand the Customer (and place them in the center of the strategy): Develop a deep understanding of customer needs, behaviors, and preferences. This knowledge is the foundation of effective and personalized CRM and loyalty strategies.

• Embrace Technology: Stay updated with the latest CRM and loyalty technologies, such as AI, machine learning, and data analytics. These tools can provide valuable insights and enhance customer experiences.

• Data-Driven Decision Making: Use data to inform your strategies and decisions. Regularly analyze customer data to identify trends, measure performance, and optimize your approaches.

• Innovate and Experiment: Don't be afraid to try new ideas and approaches. Innovation is crucial for staying competitive and meeting changing customer expectations.

• Build Strong Teams: Surround yourself with a team of skilled professionals who share your vision. Collaboration and diverse perspectives can lead to innovative solutions. I am very lucky to be part of a very talented and passionate team.
